Give WhatsApp one accountable role

WhatsApp can support product questions, appointment coordination, quotations, order communication and service. It should not become an uncontrolled mixture of promotion, support, internal notes and sensitive customer records.

Select one initial journey and define its audience, start point, responsible team, response commitment and desired result. A local service company might focus on assessment bookings; an independent retailer might handle availability and fulfilment questions; an ecommerce brand might provide order support.

Keep other channels where they better serve the customer. Complex public information belongs on accessible web pages, payment details belong in secure payment systems, and formal complaints may require a dedicated case process.

Match the product to operational complexity

The WhatsApp Business App may be adequate for an owner or compact team managing chats manually. The Business Platform supports programmatic messaging, integrations and scaled agent workflows, subject to current Meta requirements and commercial arrangements.

Choose the Platform when there is a real need for several agents, routing, automated events, CRM connection, governance or reporting. It is not automatically more mature if the business lacks content ownership and service processes.

Verify the current official product documentation, policy, message requirements, provider fees and country availability. Avoid unofficial bulk-messaging software that hides sender behaviour or encourages imported lists.

Estimate total ownership: implementation, conversation operations, provider or platform fees, integration support, template management, quality review and privacy work. A cheap sending tool can create expensive complaints and account disruption.

Keep identity, number and recovery controlled

The company should own the telephone number, Meta assets, provider contract, billing and recovery channels. Document administrators, agents, integration users and people able to export customer information.

Use individual access, strong authentication and least privilege. An agency may build flows without owning the number or retaining permanent customer visibility. Remove staff and partners promptly after role changes.

Maintain a register linking WhatsApp, CRM, website, advertising and automation permissions. Review service accounts and tokens as well as human users. Rotate credentials after suspected exposure and contract transition.

Publish the official number and fraud guidance on trusted channels. Define how customers and staff report impersonation, and never train customers to share passwords, one-time codes or payment credentials in chat.

Create context-rich customer entry points

Place WhatsApp calls to action where the person already understands the offer. A product page can invite an availability question; a branch page can offer an appointment check; a campaign can open a conversation about the advertised service.

Write labels that qualify intent: “Check Cape Town installation dates” is more informative than “Message us.” Explain operating hours and whether the first response is automated.

Use distinct links or pre-filled text to preserve page and campaign context. Do not overload the pre-filled message with hidden codes or prevent customers from editing it. Pass legitimate source detail into the workflow automatically where possible.

Provide a normal form, phone or email alternative. Forcing every customer onto a particular private platform can create an accessibility and service barrier.

Define permission by purpose

A customer asking for an order update expects that response. The same interaction does not necessarily establish an expectation of recurring promotional messages. Separate transactional service, requested follow-up and marketing subscription.

When inviting marketing permission, name the business, type of messages and likely cadence or trigger. Store the language shown, source, date and preference. Avoid bundling unrelated partners or channels into one vague choice.

WhatsApp’s current Business Messaging Policy must be considered alongside applicable South African requirements. Platform template and initiation rules can change; check the authoritative version during implementation and campaign review.

Make stopping messages simple. Apply suppression across the Business Platform, CRM and campaign files. An opt-out should not be reimported by the next spreadsheet upload.

Build segments customers can recognise

Segment using explicit interest, relationship stage, location served and chosen communication. A subscriber who requested maintenance reminders has a different expectation from a once-off quotation lead.

Do not infer sensitive categories from conversations to produce aggressive targeting. Keep the minimum information needed for relevance and operations. Review old preferences and delete or suppress contacts when the original context no longer supports messaging.

Exclude people with unresolved complaints from sales campaigns unless the message genuinely addresses their case. Remove unavailable regions and products before sending. Coordinate inventory or booking capacity so a campaign does not advertise what the team cannot deliver.

Use a control group or phased release when feasible to distinguish campaign effect and detect operational issues before the entire segment is contacted.

Write for clarity, relevance and mobile action

Open with recognisable context and identify the purpose quickly. Keep messages compact, accurate and conversational without pretending that an automated broadcast is personal correspondence.

Present material price, availability, eligibility, expiry and delivery conditions before the action. Avoid artificial urgency and claims the business cannot prove. One message should lead to one useful decision.

Use media only when it improves understanding. Provide critical information in the message rather than only inside an image or document. Compress files and consider customers with limited attention or variable connections.

Localise language when customer evidence supports it and the service team can respond accurately. A translated campaign without matching agent capability creates a broken promise.

Do not let generative automation invent pricing, contractual, medical, financial or availability information. Connect it only to approved sources and retain human responsibility for consequential communication.

Connect systems with minimum necessary data

Decide when a chat becomes a CRM lead, ticket, booking or order. Transfer the customer’s stated need, legitimate source, permission context and required identifiers—never the entire conversation by default.

Set deduplication, ownership, failure alerts and authoritative status. A customer preference changed in WhatsApp should reach campaign suppression; a closed service ticket should update the agent view.

Document integration owner, access, retention and removal. Connections installed for a temporary campaign should not remain indefinitely.
